{"id":3285,"date":"2023-09-01T13:08:11","date_gmt":"2023-09-01T13:08:11","guid":{"rendered":"https:\/\/refiner.io\/blog\/?p=3285"},"modified":"2025-04-15T11:36:08","modified_gmt":"2025-04-15T11:36:08","slug":"csat-survey-tutorial","status":"publish","type":"post","link":"https:\/\/refiner.io\/blog\/csat-survey-tutorial\/","title":{"rendered":"CSAT Process: How to Properly Launch a CSAT Survey"},"content":{"rendered":"\n<p>In this guide, I&#8217;ll walk you through the exact CSAT process. <\/p>\n\n\n\n<p>You&#8217;ll learn how to launch, and then manage, a CSAT survey from start to finish. <\/p>\n\n\n\n<p>Ask ten SaaS founders what they\u2019re focusing on in their businesses, and the majority will immediately start talking about increasing retention, fostering loyalty, improving UX, and so on.&nbsp;<\/p>\n\n\n\n<div class=\"wp-block-group\"><div class=\"wp-block-group__inner-container is-layout-constrained wp-block-group-is-layout-constrained\">\n<p><em>(I know. I\u2019ve asked.)<\/em><\/p>\n\n\n\n<p>And here\u2019s the thing &#8211; All those things have something in common\u2026Can you see it?&nbsp;<\/p>\n\n\n\n<p>Exactly! They all relate to customer satisfaction.&nbsp;<\/p>\n\n\n\n<p>Unsatisfied customers won\u2019t stick around, after all. They won\u2019t talk about you either. Well, at least not positively, anyway.&nbsp;<\/p>\n\n\n\n<p>But happy ones? Oh, man. They\u2019ll keep on using the product and paying you the bucks. Month after month after month.&nbsp;<\/p>\n\n\n\n<p>They\u2019ll ignore your competitors\u2019 every attempt at swaying them their way. And they\u2019ll be telling everyone about you, driving even more customers your way.&nbsp;<\/p>\n<\/div><\/div>\n\n\n\n<p><strong>The thing is &#8211; How do you know whether your customers are actually satisfied and happy?&nbsp;<\/strong><\/p>\n\n\n\n<p>Well, one way is to monitor metrics relating to retention, churn, referrals, and so on.&nbsp;<\/p>\n\n\n\n<p><strong>The other is by asking them about it with a CSAT survey. <\/strong>And needless to say, that\u2019s the most effective way to do it, as it delivers feedback from customers directly (as opposed to data that can only lead to assumptions.)<\/p>\n\n\n\n<p><strong>But there is one problem with it<\/strong> &#8211; How the hell do you run a CSAT survey properly so that you get the insights you seek?<\/p>\n\n\n\n<p>Well, that\u2019s what I\u2019m going to show you right now. Below, you\u2019ll find a complete tutorial to running a CSAT survey for your SaaS.&nbsp;<\/p>\n\n\n\n<p>There\u2019s a lot we need to cover so let\u2019s dive right in.<\/p>\n\n\n\n<p>And let\u2019s begin by getting some terminology straight\u2026.<\/p>\n\n\n\n\n\n<h2 class=\"wp-block-heading\"><strong>When I talk about CSAT, I mean\u2026<\/strong><\/h2>\n\n\n\n<p>\u2026a survey type that collects feedback from customers about their satisfaction with a product, service, or a particular aspect of a company\u2019s operations.&nbsp;<\/p>\n\n\n\n<p>A CSAT survey uses a rating scale question to measure satisfaction levels and looks more or less like this:<\/p>\n\n\n<div class=\"wp-block-image\">\n<figure class=\"aligncenter size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"558\" height=\"460\" src=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-survey-example.png\" alt=\"An example of a CSAT survey.\" class=\"wp-image-3303\" srcset=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-survey-example.png 558w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-survey-example-300x247.png 300w\" sizes=\"auto, (max-width: 558px) 100vw, 558px\" \/><\/figure><\/div>\n\n\n<p>The rating scale makes the survey ridiculously easy for customers to complete. They don\u2019t have to think about how to phrase their answer and so on.&nbsp;<\/p>\n\n\n\n<p>All they need to do is to choose one of either 3 or 5 options.<\/p>\n\n\n\n<p>Simple, right?<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>When I talk about customer satisfaction, I mean\u2026<\/strong><\/h3>\n\n\n\n<p>\u2026the level at which customers are happy with a product.&nbsp;<\/p>\n\n\n\n<p><strong>And when I say happy, I mean\u2026&nbsp;<\/strong><\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>how well the product delivers on their needs and expectations,&nbsp;<\/li>\n\n\n\n<li>how easy it is for them to use, and generally,&nbsp;<\/li>\n\n\n\n<li>How well does it help them overcome whatever challenges drove them to try it out in the first place?&nbsp;<\/li>\n<\/ul>\n\n\n\n<p>Because then your customers are indeed happy, you get<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>Higher retention rates<\/li>\n\n\n\n<li>Low churn rates<\/li>\n\n\n\n<li>Positive word-of-mouth<\/li>\n\n\n\n<li>Loyal customers<\/li>\n\n\n\n<li>More sales, buzz about your product, and more.<\/li>\n<\/ul>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>Finally, when I talk about running CSAT, I mean\u2026<\/strong><\/h3>\n\n\n\n<p>\u2026the process of setting up a CSAT survey, from setting up survey goals, selecting customer segments to evaluate, writing <a href=\"https:\/\/refiner.io\/blog\/customer-satisfaction-survey-questions-and-examples\/\">customer satisfaction survey questions<\/a>, designing the widget, distributing the survey, and evaluating results.\u00a0<\/p>\n\n\n\n<p>So, let\u2019s talk about that now.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>What goes into a CSAT survey&nbsp;<\/strong><\/h2>\n\n\n\n<p>CSAT is a relatively simple survey. It\u2019s just one question unless you want to ask a follow-up one, and that\u2019s about it.&nbsp;<\/p>\n\n\n\n<p>But there are several other elements that comprise a successful survey, so let\u2019s go through the whole thing in turn.&nbsp;<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>The main CSAT question<\/strong><\/h3>\n\n\n\n<p>The main part of a CSAT survey focuses on a single question, typically phrased like this:<\/p>\n\n\n\n<p><em>\u201cHow satisfied are you with [Product\/Feature, etc.]\u201d<\/em><\/p>\n\n\n\n<p>As you can see, the question doesn\u2019t have to ask about the product on the whole specifically.&nbsp;<\/p>\n\n\n\n<p>You can use CSAT to uncover satisfaction levels across different areas of the business, for example:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>Specific features&nbsp;&nbsp;<\/li>\n\n\n\n<li>Sales interactions<\/li>\n\n\n\n<li>Customer support<\/li>\n\n\n\n<li>Onboarding or training<\/li>\n\n\n\n<li>General customer experience, and more.<\/li>\n<\/ul>\n\n\n\n<p>The question uses a Likert scale to collect replies. A user needs to select their answer based on three to five emoticons that indicate responses ranging from \u2018Very unsatisfied\u2019 to \u2018Very satisfied.\u2019<\/p>\n\n\n\n<p>Because of this simple setup, answering the survey takes seconds, and you can discover your CSAT score equally quickly.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>The follow-up question<\/strong><\/h3>\n\n\n\n<p>You can run a successful CSAT survey with just the primary question. However, you can also dig a little deeper into customer satisfaction by asking a follow-up question.<\/p>\n\n\n\n<p>This question can help you go beyond the person\u2019s rating and provide customers with an opportunity to elaborate on their experiences, delivering more comprehensive and actionable feedback.<\/p>\n\n\n\n<p>A CSAT follow-up question can be as simple as asking customers who rated their satisfaction negatively about the reasons for the score.&nbsp;<\/p>\n\n\n\n<p>But you could also probe even deeper, and ask about:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>Their favorite product feature or capability<\/li>\n\n\n\n<li>Suggestions for improving the product further<\/li>\n\n\n\n<li>Factors that affected their satisfaction the most<\/li>\n\n\n\n<li>Product usage, and more.<\/li>\n<\/ul>\n\n\n<div class=\"wp-block-image\">\n<figure class=\"aligncenter size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"750\" height=\"564\" src=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-follow-up.png\" alt=\"An example of a CSAT follow-up question.\" class=\"wp-image-3291\" srcset=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-follow-up.png 750w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/08\/CSAT-follow-up-300x226.png 300w\" sizes=\"auto, (max-width: 750px) 100vw, 750px\" \/><\/figure><\/div>\n\n\n<p><em>(Example of a CSAT follow-up question)<\/em><\/p>\n\n\n\n<p><strong>TIP: <\/strong>Check out my list of <a href=\"https:\/\/refiner.io\/blog\/csat-questions\/\">the best CSAT questions to ask<\/a>.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>Survey logic<\/strong><\/h3>\n\n\n\n<p>Survey logic is when you use conditional branching and skip patterns to display relevant questions to specific respondents.&nbsp;<\/p>\n\n\n\n<p>In other words, when you use skip logic, you allow subsequent questions or sections to be determined based on respondents\u2019 previous answers, allowing for personalized and relevant survey experiences.<\/p>\n\n\n\n<p>Here\u2019s an example of a survey logic jump that defines criteria for displaying a follow-up question. But the user sees something different. But others require you to customize the complete survey page, since that\u2019s what customers will see when they access the survey.&nbsp;<\/p>\n\n\n\n<p>In each case, the actual survey remains the same, of course. But its look and feel might be different, and so can be the user experience.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>How to launch a CSAT survey: Step-by-step walkthrough<\/strong><\/h2>\n\n\n\n<p>We\u2019ve covered what goes into a typical CSAT survey. Create a new survey<\/strong><\/h3>\n\n\n\n<p>Survey tools, typically, allow you to create and run different types of surveys. Refiner, for example, allows you to create CSAT surveys but also, NPS, CES, product\/market fit surveys, and many others.&nbsp;<\/p>\n\n\n\n<p>Of course, these surveys are different, use different formats, ask different question types, and so on.<\/p>\n\n\n\n<p>But this step is identical for all of them. It\u2019s where you create the actual survey and begin setting it up.&nbsp;<\/p>\n\n\n\n<p>In Refiner, you do that by clicking on the Survey\u2019s tab in the sidebar. Once you\u2019ve chosen what survey you want to launch, Refiner will build it for you using a ready-made template. .&nbsp;<\/p>\n\n\n\n<p>That said &#8211; Although you\u2019re starting with a template, you still have the option to add, edit, and remove elements as you please. But having the template means that you don\u2019t need to be creating the survey completely from scratch, and be able to launch your project faster.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>Step 2 &#8211; Choose your delivery method<\/strong><\/h3>\n\n\n\n<p>I mentioned different ways to send out surveys already, and there&#8217;s a good reason for that. You see &#8211; The delivery method will affect some of your survey\u2019s features.<\/p>\n\n\n\n<p>Now, like I was saying before, the actual survey itself \u2013 the main question, the follow-ups, the logic jumps, all that stuff \u2013 that&#8217;s not gonna change. Name your survey<\/strong><\/h3>\n\n\n\n<p>By default, Refiner will use the survey type in the name field. Set up survey questions<\/strong><\/h3>\n\n\n\n<p>Remember how I said that in Refiner you don\u2019t have to set up a new CSAT survey from scratch? You can change it at any time and replace it with whatever you want to ask your customers about.&nbsp;<\/p>\n\n\n\n<h4 class=\"wp-block-heading\"><strong>Adding a follow-up question<\/strong><\/h4>\n\n\n\n<p>You can run a successful CSAT survey with just the primary question. In the case of a follow-up question, you may want to add an open-ended question, for example. It could ask a customer to provide more information about their initial rating, etc.&nbsp;<\/p>\n\n\n\n<p>Once you click an element, it will be added to the list of cards in your survey, and you\u2019ll be able to edit its settings. You\u2019ll see a section called Survey Branching and the first option in that section is Logic Jump. As you can see, you can use one of two modes \u2013 Response Data or Random.&nbsp;<\/p>\n\n\n\n<p>In the Random mode, Refiner will initiate the jump logic randomly across all respondents. There will be no predefined reason or logic behind the choice.&nbsp;<\/p>\n\n\n\n<p>However, in the Response Data mode, you get to decide which respondents will see the logic jump. But you can also decide to collect insights from a specific group of them &#8211; like your biggest accounts, people at the end of their trial, or accounts of specific size.<\/p>\n\n\n\n<p>To do that, you need to use segmentation features. Setting up launch triggers<\/strong><\/h3>\n\n\n\n<p>Launch triggers are options that let you specify when the survey shows up in the app for a user.&nbsp;<\/p>\n\n\n\n<p>For example, you can trigger the survey immediately after a person logs into the app, or have Refiner to wait a predefined period of time before displaying the survey.<\/p>\n\n\n\n<p>Launch trigger options are located right below the targeting, in the same tab, and look like this.&nbsp;<\/p>\n\n\n<div class=\"wp-block-image\">\n<figure class=\"aligncenter size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"888\" height=\"661\" src=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-6-2-1.png\" alt=\"Survey launch triggers.\" class=\"wp-image-3245\" srcset=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-6-2-1.png 888w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-6-2-1-300x223.png 300w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-6-2-1-768x572.png 768w\" sizes=\"auto, (max-width: 888px) 100vw, 888px\" \/><\/figure><\/div>\n\n\n<p>In this example, I\u2019ve set up my survey to show up 4 minutes after someone started a new session in the app.&nbsp;<\/p>\n\n\n\n<h3 class=\"wp-block-heading\"><strong>Step 8. Launching the CSAT survey<\/strong><\/h3>\n\n\n\n<p>Finally, with all these settings completed, you are ready to launch the survey. And doing so is as easy as hitting the \u201cSAve and Publish\u201d button at the bottom of the screen.&nbsp;<\/p>\n\n\n<div class=\"wp-block-image\">\n<figure class=\"aligncenter size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"915\" height=\"151\" src=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-7.png\" alt=\"Publishing the survey.\" class=\"wp-image-3247\" srcset=\"https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-7.png 915w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-7-300x50.png 300w, https:\/\/refiner.io\/blog\/wp-content\/uploads\/2023\/07\/Step-7-768x127.png 768w\" sizes=\"auto, (max-width: 915px) 100vw, 915px\" \/><\/figure><\/div>\n\n\n<p>Refiner will then start triggering the survey following the rules you\u2019ve specified.&nbsp;<\/p>\n\n\n\n<p>It\u2019s that simple.&nbsp;<\/p>\n\n\n\n<p>But it\u2019s not the end of the process\u2026<\/p>\n\n\n\n<h2 class=\"wp-block-heading\"><strong>Accessing survey responses<\/strong><\/h2>\n\n\n\n<p>I bet you don\u2019t want to run CSAT surveys just for the sake of it. You want to know how satisfied customers are with your product, right?&nbsp;<\/p>\n\n\n\n<p>CSAT is perfect to deliver such insights, of course. So, let me show you where to access that data.&nbsp;<\/p>\n\n\n\n<p>There are two ways to do that:<\/p>\n\n\n\n<p>Go back to the \u201cSurveys\u201d tab, the same place where you\u2019ve created the survey. In this case, it\u2019s a whopping 87.8.<\/p>\n\n\n\n<p>Another part of the dashboard shows replies to the follow-up question.
